Assigning customer enquiries across a transport operation

Enquiries needed an owner

The client operated school-bus services across a large geographical area. Delays and breakdowns could lead to customer complaints, and the company needed a consistent way to handle enquiries across the operation.

The company selected Zoho Desk and engaged Zolution to configure ticket assignment, service-level targets, response templates and management reporting. Zolution also provided training and support during implementation.

Routing by issue and location

The team could assign enquiries to an appropriate team or individual using rules based on the type of issue or the customer’s location. This gave the organisation a defined method for allocating incoming work across its service staff.

Zoho Desk’s service-level tools were used to set resolution targets, giving the team a defined timeframe for handling enquiries.

Responses and management review

The implementation included templates for common enquiries and responses, together with automatic confirmation or update messages. Service representatives could use those materials when replying to customers. Managers could report on enquiries, resolution times and other service measures to look for recurring issues.

Zolution worked with the company to understand its requirements and provided training and support as staff moved to the new system.

A complaint journey to test before configuration

For your own transport-service project, use a delay complaint with personal details removed to walk through the proposed process. Start with these questions:

  • What information does the service team need to identify the affected route or service?
  • Which team owns the enquiry when the customer selects the wrong issue category?
  • Who obtains an operational update, and who sends the customer’s reply?
  • What happens if the target time is approaching and the assigned person is unavailable?
  • What information must staff record before closing the ticket?

Review the acknowledgement separately from the eventual answer. An automatic receipt can confirm that an enquiry arrived; staff still need an agreed way to obtain the facts and respond. Test those responsibilities with the people who will handle the ticket, then use their answers to define routing, targets and training.
